BUSINESS DEVELOPMENT & STRATEGY / A PRACTICAL ANSWER
What should customer journey mapping include?
The short answer
Customer journey mapping should explain the customer's goal, the important steps and the points where uncertainty or friction affects a decision. Define which journey and audience are in scope. A decorative map of every possible interaction is less useful than a focused account that leads to practical changes.

What to establish
Gather customer questions, observed behaviour and operating-team knowledge. Mark which parts are evidence and which are assumptions. Include the handoffs between the website, staff and external systems where they affect the customer's experience.
How to use the result
Turn the map into decisions with owners. A content gap, a delayed response and an integration failure need different interventions. Agree how the proposed change will be checked and which wider parts of the experience remain outside the project.
ILLUSTRATIVE EXAMPLE / NOT A CLIENT RESULT
Make it concrete.
A guest may understand a hotel's room page but become uncertain when the booking engine uses different names. Mapping that handoff can identify a specific information problem without requiring an immediate redesign of every touchpoint.
Before you commission
- Bound the audience and journey being examined.
- Distinguish evidence from assumptions.
- Assign actions and verification to the actual owners.
